Second-Visit Scheduling When Parts Are Ordered

Purpose

The single most damaging thing an appliance shop does to its own reputation is book a return visit against a promised delivery date. The part slips, the customer has taken a morning off work, and the shop now has an angry customer, a wasted slot and a call it cannot win, all because a commitment was made on somebody else's forecast rather than on a part in hand.

The rule is one sentence: the visit is booked on the received date, never on the promised date. Everything else exists to make that survivable, because a customer with a dead refrigerator and no date will not wait quietly. The answer is not to guess a date, it is to replace the date with a communication commitment the shop can keep.

Scope

Covers the period between a first visit that ends with a part on order and the completed return visit: what the customer is told at the machine, how the appliance is left, the communication cadence while the part is open, the backorder decision, and the confirmation that precedes the second visit.

Does not cover the ordering mechanics, supersessions, core deposits or receiving, which the parts ordering and core return SOP owns, and does not cover warranty pre-authorization, which the warranty claim SOP owns. Where the delay is a warranty authorization rather than a part, the same cadence applies but the escalation in step 7 goes to the manufacturer's servicer line rather than to a second supplier.

The commitment ladder

Four things get promised, and only one of them is a date. Keeping them straight is what stops a shop from over-promising:

The middle row is the one shops skip, and it is the one that carries the relationship. A customer who is called on the day you said, with nothing to report, complains far less than a customer who is called two days early with a date that then moves.

Procedure

  1. Before leaving the first visit, tell the customer plainly what is wrong, what part it needs, and that you do not yet have a date, then name the day you will call. Acceptance: the customer can repeat back the failed component and the day of your next contact, and both are written on the job. Wrong looks like "we will call when it comes in", which is not a commitment and produces a chasing customer within two days. Stop rule: customer insists on a date, hold the line and offer the call commitment instead, because a date given here is a date the shop will break.

  2. Leave the appliance in a defined state, and label that state on the machine. Acceptance: either usable with a stated limitation the customer has acknowledged, or isolated and tagged as out of service. Wrong looks like a range left with three working burners and no note, which the customer discovers when the oven does not light on a holiday. Stop rule: an appliance with a hazard present, a gas leak found, an arcing connection, a bare conductor or a microwave with damaged door geometry, is isolated and red-tagged, not left usable, and the customer is told in writing not to use it. Hazard specific to this step: an appliance you isolated at a breaker is an appliance somebody will switch back on, so tag the breaker as well as the machine and tell the customer which breaker it is.

  3. Record the ETA and its quality, not just the ETA. Acceptance: one of three states written on the job, in local branch stock, drop-shipped from the manufacturer with a promised ship date, or backordered with no firm date. Wrong looks like recording a delivery date with no note of where it came from, so a soft forecast and a shelf part look identical in the queue. Stop rule: supplier will not state which of the three applies, treat it as backordered until proven otherwise, because the optimistic default is what causes the broken appointment.

  4. Call the customer on the day you promised, every time, and set the next call day on that call. Acceptance: a contact log entry every promised day, including entries that say there is nothing new. A cadence of every third working day is a reasonable starting point for a part with a firm ship date and worth tightening to daily once the part is due; tune it to your own market. Wrong looks like a silent week followed by an apologetic call. Stop rule: two attempted contacts with no answer, send it in writing rather than continuing to call, so the record shows the shop kept its commitment.

  5. Book the return slot only after the part is physically received and verified against the order. Acceptance: receipt confirmed, part number on the item checked against the order, kit contents counted where the part ships as a kit, and only then a slot offered. Wrong looks like scheduling off a carrier notification, which does not tell you what is in the box. Stop rule: shortfall or mismatch found at receipt, do not offer a slot, open the shortage with the supplier the same day and return to the step 4 cadence.

  6. Size the return slot from the first visit's findings, not from a default duration, and load the van with the adjacent parts the first visit identified. Acceptance: the slot length matches the actual work including access time, and the van carries the ordered part plus the consumables that repair usually consumes, gaskets, seals, harness clips and the like. Wrong looks like a sealed system repair booked into a diagnostic-length slot. Stop rule: the identified work will not fit the available slot, book a longer one rather than starting work you cannot finish, because a second incomplete visit costs more than a delayed complete one.

  7. Escalate any part still open with no firm date at a stated threshold, and escalate it to a person, not to a queue. Acceptance: five working days with no firm date triggers the manager, who then chooses between a second supplier, a superseding or substitute part number confirmed as compatible for that serial, or a conversation with the customer about whether repair is still the right answer. Wrong looks like a job that quietly ages for a month while the cadence calls continue. Stop rule: no supply route exists at all, the manager, not the tech and not the office, tells the customer the appliance is not repairable on any reasonable timeline, and does so on a call rather than in a message.

  8. Confirm the appointment the day before, with the part physically sighted on the van or on the shelf. Acceptance: somebody has laid eyes on the part that morning and the customer has confirmed access. Wrong looks like a confirmation call made from a system record while the part sits in another tech's van from a cancelled job. Stop rule: part cannot be sighted, stand the appointment down before the customer arranges their day around it, not on the morning.

  9. Close the second visit against the original fault, and never order a second part blind. Acceptance: the reported symptom reproduced as absent, on the actual cycle, in front of the customer. Wrong looks like a fitted part, a powered-up appliance and a departure, which is how a shop discovers a week later that the original fault was never the part. Stop rule: the fault persists after the part is fitted, stop, re-diagnose on this visit, and do not order a second component on the theory that it must be that one instead, because two wrong parts on one job is the point at which the customer stops believing the shop.

The record this produces

  • Parts-pending line on the job: part numbers, ETA state as one of the three, source, promised ship date where one exists, actual received date.
  • Contact log: every promised call day, whether it was made, and what was said, including the calls with nothing to report.
  • Appliance state: usable with limitation or isolated and tagged, and which breaker or valve was closed.
  • Slot sizing: the duration booked and the reason.
  • Escalation: date the threshold was hit, decision taken, who took it.

Scheduling reads the ETA state to decide whether the job is bookable. The manager reads the escalation dates weekly, because a growing count of jobs past threshold is a supplier problem that will not fix itself. Any future dispute about what the customer was promised is decided by the contact log, which is why entries with nothing to report still get written.

Worked pass: a drain pump on a firm ship date that arrived short

A dishwasher not draining, drain pump confirmed failed at the first visit. Step 1 was done at the machine: the customer was told the pump had failed, that the part was not on the van, that no date existed yet, and that the shop would call on the second working day. Step 2 left the dishwasher isolated at its switched fused connection with a tag on the door and the customer told not to run it, because a partially drained machine that gets started again floods a kitchen floor. Step 3 recorded the ETA state as drop-shipped from the manufacturer with a promised ship date two working days out.

Step 4 ran on schedule. The call on day two reported the part had shipped, and the next call was set for day four. On day four the tracking showed delivery that afternoon, and the customer was told the shop would call again once it was physically in hand, not that the visit was booked. That distinction is the whole SOP.

Step 5 is where the pass fails. The carton arrived on day four and receiving opened it against the order. The pump was correct, but the order line was a pump and gasket kit and the gasket was absent, with the packing slip showing it as a separate shipment. The step 5 stop rule fired: no slot was offered, the shortage was opened with the supplier that afternoon, and the job returned to the step 4 cadence with a call to the customer the same day explaining that one component of the kit was short. The gasket arrived on day six.

Step 5 was re-run on day six with both items verified, and a slot was offered for day eight. Step 6 sized it as a full pump replacement including pulling the machine out from under the counter rather than as a diagnostic slot. Step 8 confirmed on day seven with the parts sighted on the van that morning. Step 9 ran the machine through a complete cycle in front of the customer and confirmed the drain, which was the original reported symptom.

The counterfactual is the useful part. Had the shop booked on the day-four delivery notification, the visit would have landed on day five with no gasket, the tech would have had the machine out on the floor with nothing to seal it, and the customer would have lost a morning and been asked to lose another. The cost of the stop rule was one call and two days; the cost of skipping it was a broken appointment plus a partly dismantled dishwasher.

On a part your local branch stocks, step 3's first state applies, step 5 collapses to a same-day pickup, and the step 4 cadence is unnecessary because the visit can be booked on the first call. On a discontinued part with no supply route, step 7 is the entire job.
