Handling Emergency Callouts Reference

Why this matters

Emergency service work - middle-of-night plumbing leaks, no-heat in winter, power outage in storm, garage door stuck open - is high-stakes for both customer + business. Customer is stressed; tech is tired; mistakes are easy. Premium pricing makes emergencies profitable but only if handled professionally. The tech who masters emergency work earns trust, repeat business, + referrals from neighbors. This is the field card.

What counts as emergency

True emergency (immediate response justified):

  • Active water leak causing damage
  • No heat in freezing weather (pipes at risk)
  • No cooling in extreme heat (vulnerable occupants)
  • Gas leak (also call 911 / gas company)
  • Power outage affecting critical equipment (medical, refrigeration)
  • Sewage backup
  • Locked out / security failure
  • Pool / spa with chemistry crisis (algae bloom for event)

Urgent but not emergency (next day OK):

  • Slow drain
  • Single-room temperature issue
  • Garage door won't open (when other access available)
  • Appliance failure (when alternatives exist)

Standard service (schedule normally):

  • Maintenance
  • Single fixture not working (toilet, faucet)
  • Cosmetic concerns
  • Non-leak repairs

Distinguishing matters because:

  • True emergency: customer pays premium; tech goes immediately
  • Urgent: schedule first thing in morning
  • Standard: regular scheduling

Phone triage

Before dispatching, dispatcher / tech should ask:

  1. What's happening? (Active leak, no heat, etc.)
  2. How long has it been happening? (Just started vs ongoing)
  3. What's the immediate impact? (Damage, danger)
  4. What have you tried? (Shut off valve, thermostat reset, breaker)
  5. What's your situation? (Elderly, young kids, medical needs)

Sometimes the call is resolved over the phone (reset breaker, find shutoff valve). Don't dispatch unnecessarily.

Customer emotional state

Emergency customers are:

  • Stressed
  • Often tired (middle of night)
  • May be embarrassed (didn't know how to handle)
  • Worried about cost
  • Sometimes angry (at the situation, not at you)

Your response sets the tone:

  • Calm voice
  • Take charge ("I'll help you through this")
  • Empathy ("I understand this is stressful")
  • Solution-focused

Don't:

  • Sound annoyed at being called
  • Sigh / show exhaustion
  • Lecture about prevention
  • Make customer feel stupid

Initial guidance (over the phone)

Often immediate actions can mitigate damage before tech arrives:

Active water leak:

  • Turn off house main shutoff valve
  • Catch water in buckets
  • Move valuables / electronics
  • Towels at water entry point

No heat in winter:

  • Open kitchen + bathroom cabinets (let warm air to pipes)
  • Drip faucets (prevent pipe freeze)
  • Bundle up (extra blankets)
  • If extreme: relocate to family / friend OR hotel

No cooling in heat:

  • Pull curtains
  • Run ceiling fans
  • Stay hydrated
  • Relocate if vulnerable occupants (elderly, infants, medical)

Gas leak suspected:

  • LEAVE the home immediately
  • Call 911 / gas company from outside
  • Don't switch lights / phones in home

Power out:

  • Verify utility scope (neighbors out too?)
  • Generator safety (NEVER in garage / interior)
  • Refrigerator: don't open
  • Medical equipment: have battery / generator backup

Garage door stuck:

  • If door open: don't leave home unsecured
  • Manual release option (red cord pull)
  • May need to disable opener + use manual until tech arrives

Arrival prep

For after-hours / emergency:

  • Inform dispatcher of arrival
  • Park accessibly (street if driveway can't fit OR driveway blocked)
  • Flashlight if power out
  • Boot covers / drop cloths
  • Standard tools + likely emergency supplies (shop vac for water, plywood for boarding)
  • Greet professionally despite the late hour

Customer notices: your demeanor at 2 AM tells them whether you take their crisis seriously.

Initial assessment

On arrival:

  1. Safety check (gas leak? electrical hazard?)
  2. Status of the situation (still active? mitigated?)
  3. Visible damage (photograph for insurance)
  4. Customer's primary concern (often different than the technical problem)

Customer often has a different priority than you might expect:

  • You're focused on the leak source
  • Customer is focused on saving the wood floor

Address both.

Pricing communication

Emergency / after-hours pricing must be communicated CLEARLY:

  • Trip charge / dispatch fee
  • After-hours hourly rate (often 1.5-2× standard)
  • Parts cost (likely premium)
  • Estimate range before starting

Customer pre-acknowledgment of pricing:

  • "After-hours rates apply for this; I'm going to take a look + give you an estimate before I start the work."
  • "If the estimate is more than you want to do tonight, we can stabilize the situation + come back during normal hours."

NEVER do significant work without customer authorization on pricing. The post-emergency bill dispute is common when expectation isn't set.

Stabilize vs full repair

Many emergencies have two paths:

Stabilize tonight, repair tomorrow:

  • Stop active damage
  • Make safe
  • Schedule full repair at normal rate during business hours
  • Customer pays less; tech goes home sooner
  • Often the right call

Full repair tonight:

  • Customer wants it done now
  • Premium pricing
  • Tech may not have all parts / equipment
  • Some risk of substandard work due to fatigue + conditions

Recommendation: explain both options. Many customers choose stabilize when they understand pricing.

Common stabilize tactics

Water leak:

  • Shut off valve
  • Cap fitting OR add shutoff
  • Stop the leak; schedule full plumbing repair tomorrow

No heat (furnace):

  • Verify the safe condition (check for CO; gas off if combustion issue)
  • Provide space heater if available + customer accepts
  • Schedule repair next morning
  • Sometimes warm-up + restart works (won't run reliably; tech back)

Roof leak (during storm):

  • Tarp the area
  • Catch water inside
  • Schedule full repair in dry conditions

Electrical (no power):

  • Identify cause (breaker tripped vs more serious)
  • If outage isolated to one circuit: identify + isolate the failed appliance
  • Don't attempt panel work in middle of night

Sewage backup:

  • Identify cause (snake the line if you can; if not stop water use)
  • Sometimes requires waiting for daylight to access cleanout
  • Block off affected area; don't let kids / pets near

Documentation

Emergency calls especially benefit from documentation:

Photo everything:

  • Initial damage / situation
  • Cause of failure
  • Your work
  • Final condition

Written notes:

  • Time of arrival + departure
  • Customer's reported timeline
  • What was done
  • What's pending
  • Parts used
  • Charges
  • Customer's signature on work order

If customer disputes the bill later, documentation protects you.

Tools + parts for emergency

The emergency truck is not the maintenance truck. Supply houses are closed, and the goal is stabilize, not perfect. Stock for stopping the bleeding.

Stopping water:

  • Assorted caps, plugs, and shark-bite style push fittings in the common sizes
  • Repair couplings and a pipe repair clamp kit
  • Angle stops and a couple of ball valves
  • Hose clamps, rubber sheet, and self-fusing silicone tape
  • Wet vac, extra bags, and a squeegee
  • Towels and absorbent socks or pads

Stopping weather:

  • Tarps (more than one, more than one size), furring strips, cap nails, rope, and ratchet straps
  • Plywood and screws for a broken window or a door that will not secure
  • Roofing cement and a trowel
  • Temporary hasp and a padlock

Making it safe:

  • Combustible gas detector and a personal CO monitor
  • Non-contact tester plus a real meter
  • Wire nuts, tape, and a couple of blank covers so a live opening can be closed off
  • Lockout tags and a padlock
  • Fire extinguisher within reach

Seeing and working after dark:

  • Headlamp plus a work light on a stand, both charged
  • Spare batteries for everything
  • Extension cord and a portable power source, because you may be working with the power off

Common failure parts worth carrying:

  • Capacitors, contactors, a universal condenser fan motor
  • Igniters, flame sensors, thermocouples, and a common transformer
  • Breakers in the common residential sizes and types
  • Thermostat, wire nuts, and a spool of thermostat wire
  • Water heater elements and thermostats
  • Flapper, fill valve, and a wax ring

Protecting the house:

  • Boot covers, drop cloths, and floor protection
  • Plastic sheeting and painter's tape to isolate an area

Paper and proof:

  • Phone charged, plus a battery pack, for photos and signatures
  • Printed work orders and a pen, because the tablet will die at the wrong moment

Restock at the end of every emergency call, not the next morning. The next call comes in before the shop opens, and the part you used is the one you will need.
