How to Talk a Customer Through a Safe Check Over the Phone
Why this matters
The moment you ask a customer to do something to their equipment, you have taken on responsibility for what happens next, and they will do more than you asked. People want their system working, they are embarrassed to say they cannot find something, and they improvise. A phone check that saves a truck roll is genuinely valuable. A phone check that puts an untrained person's hand somewhere it should not be is the worst outcome your shop can produce, and it starts with a sentence that sounded harmless.
Before any of the steps below: if there is a smell of gas or fuel, everyone leaves the building immediately, nothing is switched on or off, no lights, no phone used inside, and the call is made from outside to the gas supplier or emergency services. If there is smoke, fire, or a shock, nobody touches the equipment and power is isolated only by someone competent to do it from a safe position. There is no check worth running through either of those.
Step 1: Apply the four-part gate before you ask for anything
An instruction is safe to give only if it passes all four. One failure means you do not ask.
- Floor level. No ladders, no roofs, no attics, no crawl spaces, no reaching over anything.
- Covers on. Nothing secured by a tool gets opened. Not a screw, not a latch that needs a driver, not a service panel.
- Nothing hot, live, moving, or stored. No touching anything that could be at temperature, energized, spinning, under pressure, or holding a spring, a raised load, or a charge.
- Reversible. If it goes wrong, the situation is no worse than before. Anything that could break, spill, release, or leave the system in a worse state than it started fails this.
The fourth one catches the instructions the first three miss. Asking someone to open a valve to see what happens passes the first three and fails the fourth, because you may have just started a flood in a house you are not in.
Skip the gate and you will eventually give a reasonable-sounding instruction that assumed access you never confirmed.
Step 2: Set the ground rules and the stop word first
Spend one minute before the first instruction. It is the highest-value minute in the call.
Say what you will and will not ask for: everything is done standing on the floor, with the covers on, without touching anything hot or live. Say that if an instruction does not match that description, they should say so and you will find another way, which puts a check on your own mistakes as much as theirs.
Give them an explicit stop condition and permission to use it: "If anything smells, smokes, sparks, gets hot, or you just do not like it, stop and tell me. You will not have done anything wrong and I will not be annoyed."
Ask whether anyone else is in the house, because someone should know what is happening if the person on the phone gets hurt. Ask where they are standing and what is under their feet: wet floor, cluttered footing, and unsuitable footwear are the three conditions that turn a harmless check into an injury.
Step 3: Position the person before you position the tool
Get them to a place they can work from before anything is touched. Lighting on, hands dry, nothing to trip over, standing to the side of any access panel rather than square in front of it, and never in line with anything that could release. Side position matters even with the cover on: if a machine is going to do something unpleasant when it starts, it does it outward.
Step 4: One instruction, one confirmation, then the next
Give a single instruction, wait for them to report back what they did and what they see, then give the next. Do not stack, and do not narrate three steps ahead so they can "get on with it."
The confirmation is not politeness. It is your only means of catching that they are at the wrong device, which happens more often than anyone expects in a house with two similar-looking units or a panel of similar-looking switches. If they go quiet for more than a few seconds, ask what they are doing. Silence during a phone check usually means improvising.
Step 5: Describe the target by place and appearance, never by name
Give the location relative to something they can see, then the appearance, then the confirmation question.
"Standing in front of the unit, low down on the right side, there should be a small window about the size of a coin. Tell me what you can see through it, or tell me if there is no window there."
Note the built-in exit at the end. Without it, a customer who cannot find the window will find something else and describe that instead, and you will build the rest of the diagnosis on it.
Never ask them to identify a component by its trade name. They will not stop you to say they do not know the word.
Step 6: Ask what they see before you ask what they did
Reverse the natural order. Have them describe the thing before they act on it, so you can confirm the target while everything is still untouched. "Before you move anything, tell me what you see" catches the wrong device, the wrong panel, and the wrong switch at zero cost. The same discovery made after the action costs a lot more.
Step 7: Keep the person out of the failure path
Three rules that cover most of the ways a phone check hurts someone.
Never ask anyone to hold, steady, or be near something while it energizes or starts. If something must be watched while running, they watch it from a distance, from the side, having started it from wherever the normal control is.
Never ask anyone to clear a blockage in anything that could be under pressure. Not water, not air, not a fuel line, not a drain that may be holding a head of water. Pressure releases at the moment the obstruction moves and it releases toward the person who moved it.
Never ask anyone to defeat, bypass, jump, or hold in a safety device. Not for a second, not "just to see." A customer who learns the trick from you will use it again when you are not on the phone.
Step 8: The one-reset rule
Resetting a tripped protective device once is a legitimate diagnostic action. Resetting it twice is not.
A protective device that trips again is doing exactly what it exists to do, and each additional reset feeds energy into whatever condition caused it. Repeated resets are one of the ways ordinary faults become fires.
State the rule out loud before the reset, not after: "We are going to reset this once. If it goes again, we stop and it stays off until someone attends. I am telling you now so you are not tempted when I hang up."
Time the run after the reset and record it. Holding for a few seconds, holding for several minutes, and holding until a specific event all point in different directions, and that duration is often the most valuable single number the whole call produces.

The left column closes real calls. The right column has no exceptions for a willing customer, a handy customer, or an urgent situation.
The worked example
A customer calls on the first cold evening of the season: "there is a burning smell when the heat comes on, should I be worried."
Safety screen first, and it is the whole call. Is it a gas or fuel smell, distinct from burning: no. Any smoke visible: no. Any scorch marks or discoloration visible on or around the unit: no. Anyone feeling unwell: no. Had a yes appeared on any of those, the call ends in evacuation or shutdown and a visit, not a check.
Then the discriminating question, asked neutrally rather than as a menu of my own guesses: "Describe the smell. What does it remind you of, if anything." The answer was dusty and hot, like a heater or an iron, not sharp and not chemical.
That distinction is the diagnosis. A hot, dusty smell on the first run of the season is usually dust that settled on hot surfaces over the off months burning off, which is correct operation. A sharp, acrid, plastic or fishy smell is an electrical odor and it is not, and description separates the two better than anything else available remotely.
The safe check assigned, all of it inside the left-hand column. Let it run, stay out of the room but where the smell can be checked, and report its strength at minute 10, minute 20, and minute 30 as worse, same, weaker, or gone. Stop and shut it off at the normal control if smoke appears, if the smell turns sharp, or if it gets stronger.
The reported sequence: strong at minute 10, weaker at minute 20, gone by minute 30. Second cycle a couple of hours later: nothing at all.
That pattern, fading within the first half hour of the first run and absent on the following cycle, is the signature of burn-off. A fault does not fade with continued run and it does not skip the second cycle. The call closed with an explanation, a note in the file that this was the first-of-season run, and a description of exactly what would change the answer: a smell that persists past the first hour, returns on later cycles, turns sharp, or comes with any visible smoke or discoloration.
The wrong version goes one of two ways: leading with "is it an electrical smell," getting an agreeable yes, and dispatching an emergency visit for normal behavior. Or waving it off as burn-off without the discriminating description and without the stop conditions, and being wrong about the one call in a season that was genuinely electrical. This check cost the customer 30 minutes of attention and the shop six minutes on the phone, and it protected against both.
What doing this wrong looks like
The most common failure is instruction creep. The check starts inside the gate, produces an ambiguous answer, and the next instruction quietly steps outside it because you are close to an answer. Notice the moment you are about to say "if you can just get the cover off," and stop there. That sentence is where phone checks become incidents.
The second failure is the assumed capability. A customer who says "yes, I can do that" is answering about willingness. Ask what they are looking at and what tools they have in their hand. Willingness is not access and it is not qualification.
The third is not documenting the safety screen. Record that you asked about gas, smoke, water and shock, and what the answers were. If something later goes wrong at that property, the difference between a screen you ran and one you assumed is the entire conversation.
How to verify the check was worth running
Two tests. Did it return something checkable, a count, a duration, a binary, or a photograph, rather than an impression. And did it eliminate something, so the next contact starts from a narrower field than the last one.
A check that returns "it seemed okay" eliminated nothing and spent your customer's willingness for no gain. Redesign it as a count or a timing, or accept that this one needs hands and book the visit. Booking the visit is a legitimate outcome of a phone check and often the right one.
