Customer Disputes Crack Closure After Repair: Response

Purpose

"Closed" is not a word this shop should let a customer use unexamined, because it is rarely the word the contract used. Crack injection seals a crack, filling the void and bonding the faces so water stops moving through it and the crack stops behaving as a joint, and it stabilizes a crack that was moving. It does not certify a hairline as invisible, and a repaired crack read under good light at close range routinely still shows as a line. When a customer calls saying the crack "never closed," the first job is finding out what was actually promised before finding out what is actually true.

Get that order backwards and the visit becomes an argument about a word nobody defined. Get it right and most of these calls resolve in one visit, because the shop either shows the customer the same comparator-card reading it took at commissioning, sitting unchanged next to today's, or it finds a real defect and fixes it under warranty without anyone having to agree first on what "closed" meant.

Scope

Covers the response to a customer report that a previously repaired crack has not closed, remains visible, or appears to have reopened, arising outside a scheduled monitoring visit: record review, the site re-visit, measurement, classification of the finding, and resolution.

Does not cover the scheduled monitoring program itself, which the post-repair monitoring SOP owns, or a confirmed recurrence found through that program's own escalation, which routes to the settlement recurrence response. Does not cover selecting an injection material or method for a new crack, which the crack injection reference card owns. Does not cover a second, independently obtained engineering opinion disputing the shop's findings, which routes to the engineer recommendation dispute response.

Procedure

Step 1: Pull the original record before agreeing to anything on the phone

The office locates the contract scope of work, the pre-repair crack measurement, the injection type used, and any commissioning baseline from the post-repair monitoring file before a visit is scheduled or a word of agreement is offered on the call. Acceptance: all four items in hand, or explicitly marked missing, before the visit is booked. Wrong looks like a scheduler telling an upset customer "we'll come make it right" before anyone has confirmed what the contract actually promised. Stop rule: no record, no commitment beyond scheduling the visit.

Step 2: Confirm what "closure" actually meant in the written scope

Read the contract language against the finding: most scopes describe sealing and stabilizing a crack against further movement and water intrusion, not eliminating its visibility. Acceptance: a written note stating whether the contract or the pre-repair conversation promised visual disappearance, or promised sealing and stabilization, with the exact language cited. Wrong looks like assuming the customer's expectation without checking; if the record shows a salesperson did promise the crack would "go away," that changes the whole conversation and the shop needs to know that before the tech is standing in the basement.

Step 3: Schedule the site visit within a stated response window

Book the visit within 5 business days of the call for a non-emergency dispute like this one, where there is no active water intrusion or visible new structural distress reported. Acceptance: visit date confirmed with the customer inside that window. Wrong looks like a dispute call sitting in a queue for two weeks because nothing about it sounds urgent; a customer who waits that long assumes the shop is stalling regardless of how the visit eventually resolves. Where the customer reports active water coming through the crack, treat it as urgent and schedule same or next day instead.

Step 4: Re-measure using the same method and instrument as commissioning

Read the crack width against a comparator card at the same location photographed at commissioning, using the same style of card if possible, and read any installed crack gauge at its stated resolution. Acceptance: a paired reading, today's measurement placed directly beside the commissioning figure, with both photographed from the same marked position. Wrong looks like a fresh measurement with no baseline beside it; a number with nothing to compare against proves nothing to a customer who is already skeptical. Hazard: where the crack shows fresh displacement, a bulge, or any sign the wall is actively moving rather than presenting the same static hairline as before, stop the measurement, back away from the wall, and escalate to the settlement recurrence response immediately rather than continuing a routine comparison against an unstable wall.

Step 5: Inspect the injection face itself, separate from the crack width

Look specifically at the port locations and the visible resin or polyurethane line along the crack for pinholes, an unfilled port, a hairline gap at the bond line where the material has pulled away from the concrete face, or a chalky, degraded surface on the fill. Acceptance: a written finding of intact, or a specific defect named and photographed. Wrong looks like checking only whether the crack looks wider, which misses a workmanship defect that leaves the crack unsealed even where the width has not moved at all.

Step 6: Classify the finding into its resolution path before saying anything to the customer

Sort today's evidence into exactly one of three outcomes. First, width unchanged or improved against the commissioning baseline and the injection face intact: the repair held and this is a perception gap against a word that was misunderstood. Second, width measurably worse against the baseline in a pattern consistent with structural movement: stop this procedure and route to the settlement recurrence response rather than resolving it here. Third, width stable but the injection face shows a defect from step 5: a workmanship issue independent of structural movement. Acceptance: one classification recorded with the evidence that supports it. Wrong looks like a tech telling the customer "it's fine" on site before writing down which of the three this actually is; the classification, not the tech's reassurance, is what the record needs to hold up later.

Step 7: Resolve a perception gap by showing the comparison in person, not describing it

Where step 6 lands on the first outcome, walk the customer to the crack and show them the comparator card against the commissioning photograph side by side, in person, rather than emailing a summary afterward. Acceptance: the customer has physically seen both readings together before the visit ends. Wrong looks like sending a written report a day later with the numbers in it; a customer who never sees the two readings next to each other has no reason to trust that the "before" number is real and not something written after the fact to win the argument.

Step 8: Redo the injection under warranty where step 5 found a defect, and verify the redo closes the loop

Where the classification is a workmanship defect, schedule the re-injection under warranty regardless of whether the structure has moved, using the crack injection reference card to select the appropriate material for the condition found. Once redone, re-measure the injection face using the same method as step 5 and confirm no defect remains before closing the ticket. Acceptance: post-redo inspection showing an intact face, logged before the file closes. Wrong looks like redoing the injection and closing the ticket without a second look at the result; a redo that was rushed can leave the exact same pinhole the first pass did, and nobody finds out until the customer calls again.

Step 9: Document the resolution and get written acknowledgment either way

Send a written summary of the classification, the evidence and the resolution, and ask the customer to confirm receipt. Acceptance: written summary sent and receipt confirmed, or, where the customer remains unsatisfied, a note stating that and the next step offered, such as a supervisor visit. Wrong looks like closing the ticket internally the moment the crew leaves the driveway without any written closure the customer has actually seen.

The record this produces

One dispute-response file: the pulled original record and the contract language reviewed in step 2, the visit date against the response window, the paired measurement with both photographs, the injection-face inspection finding, the classification and its supporting evidence, the in-person comparison confirmation, the redo and its post-redo verification where one occurred, and the written acknowledgment.

The warranty administrator reads the classification first on any repeat call from the same address, because a second dispute on the same crack with the same classification points at a redo that did not actually close the loop in step 8.

One worked pass

A customer calls eight months after a basement wall crack injection, saying the crack "is still there" and she is not satisfied the repair did anything. Step 1 pulls the file: contract scope reads "seal crack against water intrusion and stabilize," pre-repair width 1.8 mm, polyurethane injection, no monitoring gauge installed since the crack was assessed as static at the time of repair. Step 2 finds no promise of visual disappearance anywhere in the record, and that note goes into the file before the visit is booked.

Step 3 books the visit for four days out; no water intrusion reported, so the standard window applies. Step 4's re-measurement reads 1.7 mm against the 1.8 mm baseline, taken from the same marked position with the same comparator card, essentially unchanged. Step 5's inspection is where this pass finds its real issue: two of the four injection ports show a visible hairline gap at the bond line, the resin having pulled slightly away from the concrete face rather than staying fully bonded, though the crack width itself has not moved.

Step 6 classifies it as outcome three, a workmanship defect independent of structural movement, not a perception gap and not recurrence, and the photographs of the debonded ports go into the record as the supporting evidence. This is where a tech under time pressure might have defaulted to outcome one, since the width comparison alone looked clean; the classification step's requirement to inspect the face separately is what catches it here rather than letting a real defect close as "customer misunderstanding."

Step 8 schedules the re-injection under warranty. The crack injection reference card's guidance on port spacing for a wall of this thickness is followed for the redo, and the post-redo inspection two days later shows all ports fully bonded with no visible gap. Step 9's written summary goes to the customer with both findings: the width was never the issue, the bond at two ports was, and it is now fixed and re-verified. She confirms receipt and the file closes with nothing left open on either side.
