Scratched Glass Discovered During Cleaning - The Response Standard

Purpose

This SOP guarantees that the moment a technician notices a scratch on glass while a tool is still in their hand, the next move is a stop, a classification, and a disclosure, not a quiet finish-and-hope. Most window cleaning happens on routine residential and light-commercial jobs with no pre-clean walkthrough and no baseline photo set behind them, so the tech working the pane is usually the only witness to what the glass looked like ten minutes ago. A crew that keeps squeegeeing past a fresh mark, planning to mention it "if it comes up," is betting the business on the customer never noticing, a bet that loses regularly enough to be the reason this procedure exists. The other failure mode costs just as much: a tech who stops, panics, and admits fault before running the test that would have shown the mark was already there, handing the customer a claim the shop never actually owed.

Scope

Covers a scratch, scuff, or gouge noticed on glass during an active residential or light-commercial cleaning visit, from the moment it is spotted through classification, disclosure, and resolution. It does not cover a large post-construction first clean, where the pre-work walkthrough, the signed acknowledgment, and the fabricating-debris chemistry are handled up front by the post-construction scratched-glass liability checklist, that SOP exists precisely so this one is rarely needed on that kind of job, because the defense was documented before the first blade touched glass. It does not cover a customer calling back days or weeks after the visit to report a scratch nobody flagged on-site; that scenario runs through the pre-existing-versus-tech-caused decision tree, whose same physical tests this SOP's step 2 uses in the moment rather than after the fact. It does not cover the on-tool scraping technique itself, blade handling, lubrication, stroke direction, which the liability checklist's technique section owns in full.

The procedure

  1. Stop the tool at that exact pane the instant the mark is felt or seen, and do not finish the stroke. Set the squeegee, scraper, or pad down clear of the pane before looking at anything. Acceptance: the tool is off the glass and the pane is not touched again until classification runs. Wrong looks like finishing the current pass "since it's already halfway done" or giving the mark one more swipe to see if it wipes away. Stop rule: if the mark appeared under a razor scraper, stop scraper work on the entire elevation, not just that one pane, until the blade is inspected, a nicked or dull edge draws the same line across every pane it touches next, and if the blade checks out clean the stop lifts and scraper work resumes on the rest of the elevation. Hazard: a suspect blade is a cut hazard on its own, inspect it by sight and by running it gently against a fingernail rather than a bare finger, and drop a confirmed-nicked blade straight into a sharps-safe container, never loose into a pouch where the next hand into that pouch finds it by touch.

  2. Run the classification test before saying anything to the customer. At low angle in raking light, check for dust or grime settled into the groove and a faint oxidation tint at the edge, both signs the mark predates today. A mark with a clean, bright edge and no debris inside it is fresh. Acceptance: a stated classification, pre-existing, fresh, or undetermined, written down before the conversation with the customer happens. Wrong looks like glancing at the mark under flat overhead light and pronouncing a verdict without ever tilting it into raking light, which is the one angle that actually shows the signature. Stop rule: if the read is genuinely undetermined after the test, the classification stays undetermined, it is not rounded to whichever answer is more convenient in the moment, and the resolution in step 6 treats an undetermined read the same as a fresh mark for documentation purposes, since a shop has no baseline photo to prove otherwise on most routine jobs. Hazard: none directly in the test itself, though where the pane sits above standard reach height, tilting into raking light from a ladder or a water-fed pole platform still runs under the shop's normal access controls, a two-minute test is not a reason to skip a stable base.

  3. Photograph the mark in raking light, then straight-on, before moving to the next pane. Take one shot with a flashlight or phone torch held at a low angle across the glass, the only angle that actually shows the classification signature on camera, and one straight-on shot showing the mark's location on the pane. Acceptance: both angles exist, legible, timestamped. Wrong looks like one flash photo taken straight on, which washes out exactly the texture the raking-light shot exists to capture. Stop rule: none, this step always completes once step 2 has produced a result to document. Hazard: none, a phone or a flashlight carries no risk beyond the same access controls already covered in step 2.

  4. Disclose to the customer before the crew leaves the property, using the classification from step 2. Show the photo. If pre-existing, say so plainly: the signature in the groove shows this was there before the visit, this is not something the cleaning caused. If fresh or undetermined, say that plainly too: this happened during today's work, or the read isn't conclusive either way, here is what happens next. Acceptance: the customer has heard the classification and seen the photo before the crew departs. Wrong looks like finishing the whole job first and mentioning the mark in the closing handshake, which reads as concealment even when nothing was concealed. Stop rule: if the customer is not on-site, disclosure goes out the same day by call or photo text, and if that does not hold within the same shift, the office follows up the next morning rather than letting a same-day promise slide into a week of silence. Hazard: none, this step is a conversation conducted with tools already set down.

  5. Confirm the tool is cleared before any further scraper work continues, closing out step 1's isolation. A blade pulled for inspection in step 1 gets replaced with a fresh one, tested on a discreet corner, before it goes back onto customer-facing glass. Acceptance: a fresh, tested blade is confirmed in use before the next pane is scraped. Wrong looks like grabbing "a different blade from the pouch" without actually testing it, which just moves the same risk to the next pane. Stop rule: if a second pane shows the same pattern after the blade swap, stop scraper work for the visit entirely, finish remaining panes with chemical-only technique, and route the whole elevation to the office for reassessment before the next visit uses a blade on it again. Hazard: the same nicked-blade cut risk from step 1 applies to whichever blade comes out of the pouch next, confirm it before it touches glass, not after.

  6. Present the resolution path and record which one is chosen. Pre-existing: no cost to the customer, the photo and classification go in the file, done. Fresh or undetermined on a small residential pane: the office's standard remedy, typically a glass replacement referral or the shop's own compensation policy for a workmanship miss. Fresh on higher-value or commercial glass: office opens a claim and involves the insurance carrier before any figure is discussed with the customer. Acceptance: one path is selected and logged with a stated next step, not just an outcome. Wrong looks like a tech promising a specific replacement cost or timeline on the spot without office sign-off, which the office then has to walk back. Stop rule: if the customer disputes the classification, the tech does not argue it further on-site, the disputed file routes to the office the same day with the full photo set attached, and if the office cannot resolve it within a few business days, the claim escalates to the insurance carrier rather than staying open indefinitely. Hazard: none, this step is a resolution decision.

The record this produces

  • Classification: pre-existing, fresh, or undetermined, and the raking-light signature it was read against.
  • Photos: raking-light and straight-on, both angles, timestamped.
  • Blade check: whether a scraper blade was implicated, and the result of the inspection.
  • Disclosure: who was told, how, and when.

A scratch find with no photo pair is a customer's memory against a technician's, and that argument rarely goes the shop's way months later when nobody remembers which pane it even was.

One run of this standard, filled in

A biweekly residential route stop, six panes of a sunroom slider being scraped clear of dried paint overspray from a recent exterior repaint.

  • Step 1: on the fourth pane, the tech feels the blade catch slightly and, out of habit, finishes the stroke before stopping. Fail. The acceptance calls for stopping at the instant the catch is felt, not after the stroke completes. Stop rule taken anyway once recognized: scraper work halts across the whole slider, and the blade comes out for inspection.
  • Step 2: the classification test on the fourth pane's mark shows a clean, bright edge with no debris in the groove, fresh. The blade itself, checked under the same light, shows a small nick along one edge.
  • Step 3: raking-light and straight-on photos are taken of the mark before anything else happens.
  • Step 4: the customer is home. The tech shows the photo and states plainly that this happened during today's work, caused by a nicked blade, and explains the next step before leaving.
  • Step 5: a fresh blade is tested on a discreet inside corner of the frame, confirmed clean, before scraping resumes on the remaining two panes. Both remaining panes classify clean afterward.
  • Step 6: this is a single small residential pane, a workmanship miss. The office's standard remedy is offered: a glass replacement referral, cost absorbed by the shop, logged in the file with the referral contact given to the customer.

The catch the tech felt and finished through anyway is worth keeping in mind. It did not change the outcome here, the nicked blade was confirmed either way, but a habit of finishing the stroke first is exactly how a single scratch becomes three or four before anyone stops to check the blade.
